Two Zendesk changes landed this year that quietly alter how you configure an instance. One needs a paid add-on. The other does not, and almost nobody has switched it on.
Agentic AI for email, April 20, 2026
Zendesk made agentic AI generally available for advanced email AI agents. The word that matters is agentic: these agents execute procedures rather than only answering.
What they do that the previous generation could not:
- Run a procedure autonomously, an order cancellation for example, gathering the information it needs as it goes.
- Handle multiple languages without configuring each one separately.
- Strip signatures and prior replies out of an email thread automatically.
- Ask a clarifying question when a request is vague, instead of guessing at an answer.
- Recognise small talk and prompt for the actual question.
The practical change is that it aggregates and collects what it needs upfront rather than requiring you to build a complex flow for every branch. If your team has spent a year hand-building email flows, some of that work is now scaffolding you can delete.
It requires the AI agents Advanced add-on. Existing email AI agents are unaffected, so nothing breaks if you do nothing, and nothing improves either.
Predictive routing, June 15 to June 22, 2026
AI-based predictive routing works alongside your existing routing configuration and custom queues. Rather than routing on skills or round-robin alone, it predicts how long each eligible agent would take to handle the ticket in the context of everything else already assigned to them, and assigns on that.
It is available to every account with custom queues in omnichannel routing, and needs no add-on. That makes it the rare Zendesk improvement with no purchase order attached, which is exactly why it tends to go unnoticed.
What to actually do about both
- Before enabling agentic email, write down which procedures the agent is allowed to complete unsupervised. Cancelling an order is a policy decision, not a toggle.
- Audit your existing email flows. The ones built to work around the old limitations are now candidates for deletion, and stale flows are how contradictory behaviour creeps in.
- Check whether you have custom queues at all. Predictive routing does nothing without them, and plenty of instances still route on a single default queue built years ago.
- Remember what an agentic agent costs you. Since May 18, 2026 Zendesk bills automated resolutions in three tiers, and only contained and verified resolutions draw from your allowance. An agent that acts more will resolve more, which is the point and also the invoice.
The honest caveat
We will not tell you what deflection this gets you. Zendesk does not publish a per-resolution rate either, so like-for-like comparison against other vendors is not possible from public information. If you are in a renewal, get the rate in writing and get it confirmed against which resolution tiers it applies to. Those are two separate questions.
