Short answer: a Zendesk voice AI agent answers calls on your Zendesk phone line, works out what the caller needs, and either resolves it or transfers the call to a human agent. Either way, the ticket gets a transcript and an AI-generated summary. Zendesk voice AI agents have been generally available since September 2026 (rollout September 1 to 10).
This post covers what the AI agent does on a call, what it costs to run, and the 7 steps to set one up, test it and go live.
Who this is for: Zendesk admins on any Suite plan (Team, Growth, Professional, Enterprise or Enterprise Plus), or on Support with Talk Team, Professional or Enterprise. Voice AI agents are not available with Talk Partner Edition, and Zendesk says support for Zendesk Contact Center "is planned for a future release."
What does a voice AI agent do on a call?
Every call to a phone number the AI agent is active on connects to the AI agent first, and Zendesk creates an AI agent ticket right away to log the call. Then:
| Step on the call | What the voice AI agent does |
|---|
| Understand | Detects the use case from what the caller says |
| Answer | Replies with small talk or a clarifying question, gives an AI-generated answer from your knowledge sources, or follows a generative procedure |
| Act | Runs actions you configured, such as API calls, database lookups, ticket field and tag updates, SMS messages, public email replies and ending the call |
| Fill pauses | May use short filler lines such as "Give me a second." while it calls an API or looks up an answer |
| Resolve | Ends the call and updates the ticket with the transcript, summary, recording (if recording is on) and a link to the conversation log |
| Hand off | Posts the transcript and summary to the ticket and sends the call to your queue. If it set the Group field, voice routing prioritizes that group; with omnichannel routing, fields such as Group or Skills drive routing |
Example: a caller asks where their order is. The AI agent detects an order question, runs a procedure that looks up the order through an API call you set up, and reads back the status. If the caller then asks for a person, the AI agent posts the transcript and summary to the ticket and sends the call to your queue.
Two details matter for planning:
- Languages: Zendesk's launch announcement lists 53 languages for voice AI agents, and callers can ask to switch languages at any point in the call.
- No one free: if no human agent is available when the AI agent escalates, the caller can leave a voicemail.
Watch out: Zendesk says voice AI agents are not intended for evaluating or classifying emergency calls, or for emergency dispatch or triage.
What does a voice AI agent cost to run?
Zendesk lists three usage charges for voice AI agents, plus automated resolutions:
| Charge | How Zendesk bills it | Listed rate (US line, browser, USD) |
|---|
| Telephony | Standard Talk rates, such as inbound minutes | $0.016 per minute for inbound calls |
| AI agent connection | Per minute while the voice AI agent is connected to the call | $0.005 per minute |
| Call recording | Per minute at the standard recording rate. On by default; you can turn it off and still get transcripts and summaries | $0.003 per minute |
Rates are from Zendesk's Talk number availability and pricing page as of October 19, 2026, for a United States line answered in a browser. Rates differ by country and by how agents answer calls, and Zendesk notes that inbound calls from mobile and international numbers might be priced differently.
Automated resolutions: voice AI agent calls can also use automated resolutions. On voice, Zendesk considers the conversation ended "immediately upon hangup." On accounts with resolution tiers, only verified resolutions draw from your resolution allowance. A verified resolution is one where an LLM check of the conversation text confirms the caller's request was resolved. For how the tiers work, see Zendesk AI resolution tiers: check your bill.
How do I set up a voice AI agent?
You need the client admin role in AI agents to create one. You don't need a phone line to build it or to test it in the browser; you can activate it on a line later.
- Connect knowledge. In the AI agents workspace, click Dashboard in the sidebar, then Create AI agent, and select for Voice. Pick the brand. Its knowledge base connects automatically, and you can add a web crawler. You need at least one connected knowledge source to continue.
- Personalize it. In Business profile, write one or two short, factual sentences in English about what your company does. Zendesk warns against putting instructions for the AI agent there. Then set the default language, a locale (it shapes vocabulary and accent) and the default voice. You can add more languages later.
- Write replies for the ear. Read the welcome and escalation dialogues out loud, avoid URLs, and add a message such as "Just a moment!" to the escalation dialogue so callers know a transfer is happening. You can customize the AI agent's messages under System replies on the Set up your AI agent on voice page.
- Set up the handoff. Create actions that set the Group and Skills fields during the call, so routing sends the caller to the right team. To avoid a second greeting after the transfer, Zendesk suggests a short silent greeting (for example, one second in the Available agents greeting) at the phone number level.
- Test in the browser first. You can run the optional test in the creation flow, or after you create the AI agent with Save and close, select it in the AI agents workspace and click Test AI agent in the top bar, then Start call. The widget is free and shows the transcript and actions, but it creates no ticket or recording, can't escalate and can't test a single procedure.
- Activate on a line. If you're still in the creation flow, choose Go to activation, select the lines, and click Activate on channels. If you chose Save and close, activate it from the AI agents workspace. Only one AI agent can be active on a phone line, and every call to that line goes to the AI agent first, so pick the line with care. To keep customers off an untested AI agent, you can test in a sandbox first.
- Place a live test call. Use the call console in Agent Workspace to call the line. To test escalation, receive the handoff on a second device or in an incognito browser. Then check the ticket and Conversation logs. A test call is billed.
Tip: if you don't want calls recorded, select Stop AI agent call recording in your call recording configuration. Transcripts and summaries are still added to the ticket.
Recap
- Generally available since September 2026. Not on Talk Partner Edition, and Zendesk Contact Center support is planned with no date given.
- On a call it detects the need, answers from your knowledge or a procedure, takes configured actions, and resolves or hands off with a transcript and summary.
- Costs: telephony, AI agent connection minutes, recording minutes, and automated resolutions.
- Set up knowledge, replies and handoff routing, test in the browser, activate, then place a live test call.

FAQ
Are Zendesk voice AI agents new in October 2026?
No. Zendesk announced general availability on September 1, 2026, with rollout through September 10. An early access program started in February 2026.
Can the voice AI agent transfer to a person?
Yes. It posts the transcript and a summary to the ticket and sends the call to your queue. If no agent is available, the caller can leave a voicemail.
Does testing cost money?
The browser testing widget doesn't incur charges. A live test call through the call console does.
Can I turn off call recording?
Yes. Recording is on by default. Turn it off in your call recording configuration; transcripts and summaries still go on the ticket.
