Zendesk changed what counts as an AI resolution. Check your bill.

If you buy Zendesk AI agents, the unit you are billed on changed on May 18, 2026, and it did not come with a headline.

What changed

Zendesk replaced flat automated resolution counting with a three-tier model:

  • Assisted escalation. The AI helped but a human took over.
  • Contained resolution. The AI handled it without escalation.
  • Verified resolution. The AI handled it and the outcome was confirmed.

Only the last two draw from your resolution allowance. Assisted escalations do not.

Why that is a bigger deal than it sounds

Under the old flat model, an AI that touched everything looked expensive whether or not it finished anything. Under the new one, an AI that helps and then hands over cleanly is free.

That changes the incentive. It is now cheaper to configure an agent that escalates honestly than one that claims resolutions it cannot support. That is a rare case of a pricing change pointing in the same direction as good practice.

It also means your forecast from earlier in the year is measuring a different thing from your invoice.

What Zendesk still will not tell you

Zendesk does not publish a per-resolution rate. It is sales-quoted, which makes like-for-like comparison against HubSpot at $0.50, Intercom at $0.99 or Salesforce at $2.00 impossible from public information.

If you are in a renewal, ask for the rate in writing and ask which tiers it applies to. Those are two separate questions and the second one is the one people forget.

The other thing that moved

On May 11, 2026 the Essential tier of AI agents was retired as legacy, and Advanced AI agents became included on all Suite and Support plans. If your account is on the old Essential tier, you are on something Zendesk no longer sells.

What to do this week

  • Pull your last three months of automated resolutions and split them by the new tiers.
  • Check whether your escalation rules are producing assisted escalations or forced containments. The second costs money.
  • Confirm in writing which tier your contracted rate applies to.
